The Feature Nobody Asked For That Customers Loved Most
We spent months building an AI-powered support experience. Contextual intelligence, knowledge graph retrieval, guided troubleshooting, real-time diagnostics. The engineering effort was significant. We were proud of it.
The feature customers loved most was screen recording.
Not the AI. Not the guided workflows. Not the intelligent diagnostics. The ability to click a button, record their screen for thirty seconds, and attach it to a support case.
The customer feedback was consistent: “Finally, I can show my issue instead of trying to explain it.”
Why this stung (and then made sense)
When you’ve spent your career building intelligent systems, learning that users prefer a screen recorder feels like a blow. We’d built sophisticated retrieval architecture, invested in knowledge graphs, designed contextual interfaces, and the killer feature was something you could build in a sprint.
But here’s what I eventually realized: the screen recording wasn’t competing with our AI. It was solving a different problem: a problem we hadn’t even been working on.
The AI was trying to understand the user’s problem through structured inputs: product version, error codes, symptom descriptions. But most users can’t articulate technical problems in structured terms. They know something is wrong, they can see it happening on their screen, and what they need most isn’t an intelligent assistant, it’s a way to say “look at this” to another human.
Screen recording removed the translation burden. Instead of converting a visual problem into text for a chatbot to interpret, users could capture exactly what they saw. That recording then gave support engineers instant context that no amount of structured input could match.
The lesson I keep coming back to
Sometimes, the smartest thing AI can do is see what the user sees.
We’d been so focused on building intelligence that we’d overlooked a simpler need: reducing the gap between what users experience and what support teams understand. Screen recording didn’t require AI. It required empathy; understanding that users are frustrated not because they can’t find help, but because they can’t communicate the problem.
The best innovation doesn’t always speak. Sometimes it listens first.
After that experience, we changed how we evaluate features. Before asking “how intelligent is this?” we ask “how much does this reduce the user’s effort to be understood?” Sometimes the answer is a knowledge graph. Sometimes it’s a record button.
If you’re building AI-powered experiences: don’t assume the most sophisticated feature will be the most valued one. Watch what users actually struggle with. Often, the biggest pain point isn’t “the AI doesn’t understand me”, it’s “I can’t show anyone what I’m looking at.”
